Air India Hands Refunds and Ticket Changes to Salesforce AI Agents

At Dreamforce 2026, Salesforce said Air India will use Agentforce agents to process refunds in under four hours and reissue name-changed tickets in under 30 minutes.

Salesforce opened Dreamforce 2026 in San Francisco on 15 September with a long list of AI launches, and its new reasoning model took most of the headlines. The announcement I'd pay more attention to from India was further down the list: Air India is putting part of its customer operations on Salesforce's Agentforce agents.

What Air India is automating

The Indian Express reports that the Tata-owned airline will use Agentforce-powered agents to process refund requests in under four hours and to resolve baggage and loyalty-related claims. It will also use them to run eligibility checks and reissue tickets with requested name changes in under 30 minutes.

It sits under Air India's broader Vihaan AI programme.

Refunds, baggage claims and name changes are the queues that turn into complaints and social media escalations when they stall. Handing them to agents means trusting software to take actions inside booking and payment systems, which is a bigger step than having a bot answer questions about them.

The rest of Dreamforce, briefly

Salesforce announced Koa, its first CRM reasoning model. It is built on Nvidia's open-weight Nemotron family and was post-trained on synthetic data rather than customer data. The company also launched AIforce, which lets customers take their Salesforce data, permissions and workflows into other AI interfaces. Claudeforce, the Anthropic partnership, now has more than 37 pre-built sales skills in open beta. Deeper work with Google Cloud and AWS rounded out the list.

Marc Benioff said the company has "built incredible teams in India" and that AI is "a huge opportunity for India."

What I'd ask if I were running this

A four-hour refund target is a promise to customers. Once an agent is doing that work, the model underneath matters less than a few operating questions.

Who owns the outcome? If an agent approves the wrong refund or reissues a ticket in the wrong name, the airline carries that, not the vendor.

Where does the agent stop? Name changes touch identity and refunds touch money. The real design decision is which cases go straight through and which get routed to a person.

How will success be measured? Closing tickets fast is easy to report. Whether complaints and escalations actually fall is the number worth watching.

Plenty of Indian service companies run the same kind of queues. Air India's results will be a practical reference for them.
